The term covers the strategy and processes as well as the software system that centralizes data, interactions and commercial activities.

A CRM system brings together information used by sales, marketing and customer service. Its purpose is to provide a consistent history of each relationship, support follow-up and coordinate work. Software alone does not improve customer relationships: it requires reliable data, defined processes and consistent use.

Information organized by a CRM

The exact structure depends on the organization, but a CRM usually connects several types of information:

Contacts and accounts: People, companies, roles, contact details and the relationships between them.

Leads and opportunities: Prospective contacts, acquisition source, sales stage, estimated value and likelihood of progression.

Interactions: Emails, calls, meetings, forms, notes and tasks linked to the contact’s history.

Commercial activity: Proposals, orders, products, expected dates and stages in the sales process.

Customer service: Enquiries, cases, service commitments and communications after a purchase.

In B2B environments, a CRM commonly distinguishes the company or account from the people working for it. It may also connect with email, telephony, forms, ecommerce or an ERP while retaining different functions for each system.

Uses of CRM

CRM allows different teams to work from a shared history instead of relying on isolated spreadsheets or individual memory. Its most common uses include:

Sales: Managing leads, opportunities, tasks, forecasts and proposal follow-up.

Marketing: Segmenting contacts, recording campaign responses and connecting marketing automation activities.

Service: Reviewing customer context, assigning cases and documenting their resolution.

Retention: Identifying renewals, churn risks and opportunities to continue the relationship.

Management: Analyzing the sales funnel, cycle length and team activity.

The scope should address a genuine need. Recording data without a clear purpose often creates duplicates, empty fields and processes that are difficult to maintain.

What a CRM provides

When information is current, CRM provides continuity in the customer relationship: a call or opportunity is not tied exclusively to the person who handled it. It also improves coordination between departments and makes it possible to review the sales process using shared criteria.

Historical data can support segmentation, forecasting and personalized communications. However, CRM does not guarantee more sales or better service. Results depend on internal adoption, clear responsibilities, integration with other tools and compliance with the rules governing personal data.

CRM implementation

Implementing a CRM means adapting technology, data and processes to the way an organization operates. A controlled deployment usually covers these stages:

Define objectives: Specify which problems the system should solve and which teams will participate.

Document processes: Establish sales stages, qualification criteria, owners and follow-up actions.

Design the data: Select fields, relationships, permissions, retention rules and information sources.

Configure integrations: Connect only the necessary tools and decide which system retains the primary record.

Clean and migrate: Correct duplicates, formats and obsolete records before importing information.

Test and train: Run a pilot, correct issues and prepare the people who will use the system.

After launch, the organization should review record quality, actual field usage and the indicators associated with its initial objectives. CRM optimization is an ongoing governance process, not a configuration that ends on launch day.

Types of CRM

CRM systems can be classified by the function they prioritize, although one platform may combine several types:

Operational CRM: Organizes daily sales, marketing and service activities and automates repetitive tasks.

Analytical CRM: Examines historical data to study segments, performance, behavior and forecasts.

Collaborative CRM: Helps authorized departments or channels share information about the customer relationship.

A CRM may also be general-purpose or industry-specific, operate in the cloud or on private infrastructure, and serve organizations of different sizes.

Well-known CRM solutions

The market includes platforms with different scopes and operating models. Well-known solutions include:

Salesforce: A cloud platform with sales, service, marketing and analytics tools.

Microsoft Dynamics 365: A set of business applications integrated with the Microsoft ecosystem.

HubSpot CRM: A system connected to marketing, sales, content and customer service tools.

Zoho CRM: A cloud platform integrated with other Zoho business applications.

SugarCRM: A configurable solution for sales, marketing and service.

The relevant differences extend beyond the number of features. They include ease of use and total operating cost, as well as integrations, permissions, data portability, security and support.

A CRM centralizes contacts, interactions and sales, marketing and service processes.
